Build a customer reply helper with Gemini Gems

Create a reusable helper that drafts consistent replies from your approved business information.

The same customer question has a habit of arriving when the person with the answer is busy. You find the old reply, copy the useful part, change the name, check the price and hope you did not leave last week's delivery date in the message. We have all seen how that can go.

If you repeatedly ask Gemini to use the same tone, policy and reply format, a Gem can keep those instructions for you. Think of it as a saved way of working, not a customer-service employee hiding inside Gemini.

For this guide, the Gem prepares a draft. A person still checks the customer, facts and situation before deciding what is sent. That distinction matters: consistency is useful, but consistently using an old policy is still wrong. Google explains the feature in its Gems getting-started guide.

Step 1: Choose one small job

Do not begin with “answer every customer question.” Choose one familiar group of requests, such as:

In the Gemini website, open Explore Gems, choose New Gem, give it a clear name, and add instructions. Google currently allows files from your device or Google Drive to be added under Knowledge. Its custom Gem guide shows the current buttons and steps.

Your job is to prepare a clear first draft using only the approved information
provided with this Gem.

For every request:
1. Identify what the customer is asking.
2. Draft a reply under 120 words in warm, plain English.
3. State which approved source supports the answer.
4. List any detail that must be checked before sending.
5. Write "PERSON NEEDED" when the request is sensitive, unusual, uncertain,
   or outside the approved information.

Never invent a price, date, stock level, policy, or promise.
Never claim that an action has happened.
Ask one short follow-up question when essential information is missing.

Replace the bracketed text and add any rules specific to your business.

Step 4: Test it with real examples

Use ten past questions with private details removed. Include easy cases and difficult ones.

Check whether the Gem:

  • Uses the right source
  • Keeps the promised tone
  • Admits when information is missing
  • Avoids making unauthorized promises
  • Sends unusual cases to a person
  • Produces a draft your team can improve quickly

Edit the instructions when a mistake repeats. Do not try to repair every problem by making the instruction longer. Sometimes the source information is unclear or the job is still too broad.

Step 5: Keep a person responsible

The employee reviewing the draft should check names, dates, prices, availability, and policy details. They should also decide whether the reply fits the customer’s situation.

A reusable helper saves time because it prepares the routine parts consistently. It should not hide who owns the final message.

Review the Gem whenever a policy, offer, or process changes. Remove old files instead of leaving Gemini to choose between conflicting versions.

The real test is not whether the Gem can produce twenty replies. It is whether your team can approve those replies with less repeated work and without losing the care that customers notice. If every draft needs a rescue operation, the helper is not helping yet.
